What is Dual CX?

The short answer

Dual CX is customer experience where either side of a service conversation can be represented by AI. Brands already run AI on their side. Customers now arrive with their own AI too, pasting your emails into ChatGPT, drafting complaints, comparing tariffs and increasingly letting the AI place the call. CX has two designers now, and Dual CX is the framework for designing service when both sides can have AI.

Your customers arrived with AI

They didn't wait for permission. Customers paste a brand's email into ChatGPT and ask it to write a stronger reply. They have Claude summarise 14 pages of terms before buying a policy, use Gemini to compare energy tariffs, and send AI-drafted complaints word for word. Increasingly, they tell their AI to call the company.

Most of this never surfaces in CX analytics. By the time a human agent or a brand-side bot sees the message, the AI involvement has already happened.

The four modes of service

Dual CX sorts every service interaction into one of four modes, depending on whether each side is a person or an AI:

  • Mode 1, Human ↔ Human: the model we know. Declining as a share of all interactions.
  • Mode 2, Human ↔ Brand AI: chatbots, IVR, self-service. The model most companies are building.
  • Mode 3, Customer AI ↔ Human: the customer's AI calls your contact centre. The model almost nobody is designing for, and it is already happening.
  • Mode 4, Customer AI ↔ Brand AI: two AI agents negotiate an outcome on behalf of their principals, with no human in the loop.

Why it matters for a service operation

Most CX investment is in Mode 2. Most CX risk is in Modes 3 and 4, where the customer brings AI to the conversation. Verification designed for humans is not verification designed for agents: in the State of Dual CX audit, an AI agent presenting a customer's details passed 17 distinct verification flows undetected.

The gap is not technology. It is design and governance: what an AI may do on your service, what authority it carries, and what happens when it reaches the edge of that authority. The Service Handshake, an open standard, is Dual CX's answer to that gap.

Common questions

Is Dual CX the same as using AI in customer service?

No. Most AI in customer service is Mode 2: the brand's AI serving a human customer. Dual CX also covers the customer's side, where the customer's own AI contacts a person (Mode 3) or the brand's AI (Mode 4).

Is customer-side AI actually happening yet?

Yes. In a Neos Wave field test, a consumer AI agent called a major UK contact centre on a customer's behalf, passed verification and completed the interaction without the team realising. Consumer agents such as OpenAI's Operator already book, buy and fill in forms on a user's behalf.
